Get certificates, endorsements and billing questions to the right person faster

Service is where an agency earns its commission between renewals, and it is also where account managers lose their days. Certificate requests from contractors, ID cards, add-a-driver emails, mortgagee changes, payment questions and first notice of loss calls all arrive through the same phone line and shared inbox. Urgent and routine requests look identical until someone opens each one.

How it often works today
  • A shared service inbox mixes certificate requests, claims questions and endorsement changes, and staff work it top to bottom regardless of urgency.
  • Contractor clients need certificates the same day for job sites, and any delay turns into calls to the owner or producer.
  • Billing and payment questions that belong with the carrier take account manager time because nobody has a ready answer or link.
  • There is no count of requests by type, so staffing and service fee decisions are made without knowing where time actually goes.

Service request triage for an insurance agency means reading each incoming request, classifying it by type and urgency, attaching it to the right client record and routing it to the right person or queue. For simple, repeatable requests an assistant drafts a reply or prepares the certificate for review. Anything that changes coverage still goes through a licensed account manager.

The improved workflow

Classify every incoming request

Emails and web forms are tagged by type, such as certificate, endorsement, ID card, billing, claim or cancellation, and matched to the client record in the management system.

Route by type and urgency

Claims and cancellation requests go to a named person immediately. Certificates go to a queue with a same-day target. Billing questions get a reply with the right carrier payment link.

Prepare routine work for review

For a standard certificate with an existing holder and coverage, the request is pre-filled from current policy data so an account manager can check and issue it in a minute or two.

Draft replies, never send blindly

Routine replies are drafted for staff to approve. Requests that could change coverage, such as adding a driver or location, are flagged as endorsements needing licensed review.

Report volume and handling time

A weekly view shows requests by type, client and turnaround, which informs staffing, service tiers and which clients would benefit from a self-service portal.

What we would measure

Time to first response by request type

Shows whether urgent requests are being separated from routine ones.

Same-day certificate completion rate

A direct measure of what contractor clients care about most.

Account manager hours on routine requests

If routine work shrinks, time should move to coverage reviews and renewals.

Misrouted or reopened requests

Tracks whether classification is accurate enough to trust.

Where people stay in control

  • Any request that could alter coverage, such as adding drivers, vehicles, locations or additional insureds, is reviewed and processed by a licensed account manager.
  • Claims and cancellation requests always reach a person quickly; automation never replies to them beyond a simple acknowledgment.
  • Certificates are issued only from current policy data, and unusual wording requests from certificate holders go to the account manager.
Example

The Monday certificate rush

Illustrative example: a commercial-heavy agency receives 60 to 80 service emails on a Monday, about a third of them certificate requests from contractors starting new jobs. Today two account managers work the inbox in order. With triage, certificates for existing holders are pre-filled and queued, a cancellation request and two claim reports reach named people within minutes, and billing questions get a drafted reply with the carrier's payment link. The agency measures same-day certificate completion before and after.

What the first 30 days look like

We would tag two weeks of incoming service requests by type, urgency and time to handle, using your inbox and management system activities. That shows where account manager hours really go. Then we pick the highest-volume request type, often certificates, and pilot classification and pre-fill with one service team.

Common questions

Can AI issue certificates of insurance on its own?

We would not recommend it. A certificate represents coverage, and wording requests for additional insured status or waiver of subrogation need someone who knows the policy. Automation can pre-fill a standard certificate from current data and queue it, which removes most of the typing. An account manager still checks and issues it.

Should we just push clients to a self-service portal?

For some clients, yes. Portals like Applied CSR24 or Vertafore InsurLink let clients get ID cards and some certificates themselves, which suits frequent, simple requests. Results depend on clients actually using them. We would look at request volume by client and target the portal at those who would benefit most.

What about requests that come in by phone?

Phone is still a large channel for most agencies. A practical approach is logging call notes or voicemail transcripts into the same triage queue as email, so every request is tracked in one place. Where phone volume is the main problem, we would look at call routing and after-hours handling before anything more involved.

What this workflow costs today

a month in staff time, before any lost sales

Monthly fee + assumed tools +
Break-even: new clients a month (at first-year value)
Or: staff hours recovered and redeployed
Break-even additional revenue
Value of +1 point of win rate
First 90 days, service fee

Illustration only, not a forecast or guarantee. Recovered staff time becomes a cash saving only if spending actually declines or the time goes into paid work. Tool costs are an assumption; we replace every number here with yours before recommending a scope.
